AI customer service in 2026: the headline numbers
This page tracks 52 statistics about AI in customer service: how many teams use it, what it actually resolves, how customers react, and what it does to support jobs. Every number links to the survey, report or company filing it came from, with the date. It is the service-team view; for the broader chatbot picture, including consumer usage and market size, see our chatbot statistics page.
| Statistic | What it says | Source |
|---|---|---|
| 66% | of service organizations use agentic AI, up from 39% a year earlier | Salesforce, 2026 |
| 10% | of support teams have a mature, at-scale AI deployment | Intercom, 2026 |
| 30% to 50% | share of cases AI handles now, and what teams project for 2027 | Salesforce, 2025 |
| 83.1% | average AI agent deflection in Freshworks' 2026 benchmark | Freshworks, 2026 |
| 87% | of customers say a route to a human is essential | Gartner, Aug 2026 |
| 20% | of leaders have actually cut agent headcount because of AI | Gartner, Dec 2025 |
Three patterns run through the data. AI is now the default, not the experiment. The gap between deploying it and deploying it well is large, and it shows up in results. And the job story is redeployment rather than replacement, at least so far.

Adoption: how many support teams use AI
| Statistic | What it measures | Source |
|---|---|---|
| 85% | Service organizations using at least one form of AI in 2026 | Salesforce State of Service: AI Agents Edition (3,075 pros), 2026 |
| 66% | Service organizations using agentic AI in 2026, up from 39% in 2025 | Salesforce State of Service: AI Agents Edition (3,075 pros), 2026 |
| 77% | Teams with AI agents that use them for both customer-facing and internal work | Salesforce State of Service: AI Agents Edition (3,075 pros), 2026 |
| #10 to #2 | AI's rank in service leaders' priorities in one year, behind only improving customer experience | Salesforce State of Service, 7th ed. (6,500 pros), 2025 |
| 85% | Service leaders who planned to explore or pilot customer-facing conversational GenAI in 2025 | Gartner survey of 187 service leaders, Dec 2024 |
| 44% / 11% / 5% | Leaders exploring / piloting / running a customer-facing GenAI voicebot (mid-2024) | Gartner survey of 187 service leaders, Dec 2024 |
| 75%+ | Service leaders feeling pressure from executives to implement GenAI | Gartner survey of 187 service leaders, Dec 2024 |
| 82% / 87% | Senior leaders who invested in AI for service in 2025 / plan to in 2026 | Intercom 2026 Customer Service Transformation Report (2,400+ pros), 2026 |
| 10% | Support teams at mature, fully integrated deployment | Intercom 2026 Customer Service Transformation Report (2,400+ pros), 2026 |
| 1 million+ | Businesses using Meta Business Agents with customers every week | Meta Q2 2026 earnings call, Jul 2026 |
The speed of the shift is the headline. Salesforce found AI jumped from tenth to second in service leaders' priorities in a single year, and agentic AI use went from 39% to 66% of service organizations between its 2025 and 2026 surveys. Gartner's mid-2024 survey had already found 85% of leaders planning to explore or pilot customer-facing GenAI, with three in four reporting pressure from their executives to do it.
Intercom's 2026 report, based on more than 2,400 support professionals, adds the necessary caution: investment is near universal, but only 10% of teams say their deployment is mature. The difference between those groups is rarely the model. It is the knowledge behind it, the handoff design and the measurement. Our AI customer service guide covers that rollout step by step.
Performance: what AI actually resolves
| Statistic | What it measures | Source |
|---|---|---|
| 30% to 50% | Cases handled by AI today, and the share service teams project for 2027 | Salesforce State of Service, 7th ed. (6,500 pros), 2026 |
| 83.1% | Average AI agent deflection rate across Freshworks customers in 2026 | Freshworks 2026 Customer Service Benchmark, 2026 |
| 81.4% / 86.2% / 91.5% | AI agent deflection for SMB / mid-market / enterprise in 2026, up from 48% / 55% / 56% in 2026 | Freshworks 2026 Customer Service Benchmark, 2026 |
| 4m 36s | Average resolution time when AI agents handle more than half of conversations, versus 9m 21s at under a quarter | Freshworks 2026 Customer Service Benchmark, 2026 |
| 11m 16s to 7m 28s | Average response time at low versus high AI copilot adoption | Freshworks 2026 Customer Service Benchmark, 2026 |
| 70% | Organizations with AI service agents seeing measurable value within 60 days | Salesforce State of Service: AI Agents Edition (3,075 pros), 2026 |
| 89% | Service professionals with AI agents who say expanding them would help their organization | Salesforce State of Service: AI Agents Edition (3,075 pros), 2026 |
| 62% / 87% | Teams reporting improved service metrics after AI, all teams / mature deployments | Intercom 2026 Customer Service Transformation Report (2,400+ pros), 2026 |
| 20% | Average cost and resolution-time reduction expected by teams using AI agents | Salesforce State of Service, 7th ed. (6,500 pros), 2026 |
| 15% | Upsell revenue lift service professionals project from agentic AI | Salesforce State of Service, 7th ed. (6,500 pros), 2026 |
Freshworks' benchmark is the largest public dataset on outcomes: more than 33,000 customer accounts and 1.2 billion tickets. It shows deflection rising sharply in a year at every company size, and resolution time roughly halving as AI handles more of the conversation. Copilot tools that assist human agents shorten response times too, though less dramatically.
Read deflection carefully. It counts conversations that never reached a person, which includes customers who abandoned the chat. Salesforce's finding that customer satisfaction was the most improved KPI after deployment is the better signal that deflection is real. Track both, as described in our guides to containment rate benchmarks and first contact resolution, and watch your escalation rate for the cases the bot hands back.
Published results from named deployments
Named case studies are rare and self-reported, but they are the most concrete evidence available. These two are disclosed by the companies themselves.
| Statistic | What it measures | Source |
|---|---|---|
| 2.3 million | Klarna AI assistant conversations in its first month, two-thirds of service chats | Klarna press release, Feb 2024 |
| 700 | Full-time agents' worth of work Klarna said the assistant was doing | Klarna press release, Feb 2024 |
| 11 min to under 2 min | Klarna's average errand resolution time before and after | Klarna press release, Feb 2024 |
| 35+ languages, 23 markets | Klarna assistant coverage at launch, available 24/7 | Klarna press release, Feb 2024 |
| $40 million | Profit improvement Klarna estimated the assistant would drive in 2024 | Klarna press release, Feb 2024 |
| 85% | Movida WhatsApp conversations resolved entirely by its business agent | Meta Q2 2026 earnings call, Jul 2026 |
| 44% | Increase in Movida's daily WhatsApp bookings year over year | Meta Q2 2026 earnings call, Jul 2026 |
Klarna's February 2024 release is the most cited AI service result. Its own numbers: 2.3 million conversations in the first month, two-thirds of all service chats, the work of 700 full-time agents, and resolution in under two minutes instead of eleven. Meta's July 2026 earnings call described Movida, a Brazilian car rental company, running its whole WhatsApp booking flow through a business agent that resolved 85% of conversations without a person. Both were built on messaging channels customers already used, which is the same idea behind putting a bot on WhatsApp rather than only on a website.
Customer expectations of AI support
| Statistic | What it measures | Source |
|---|---|---|
| 87% | Customers who say a human option is essential when a company uses GenAI for service | Gartner survey of 3,566 customers, Aug 2026 |
| 50% | Customers who say GenAI makes service interactions easier | Gartner survey of 3,566 customers, Aug 2026 |
| 58% / 74% | GenAI users who have had it complete a task for them, all / B2B | Gartner survey of 3,566 customers, Aug 2026 |
| 64% | Customers who would prefer companies not use AI in service (fielded Dec 2023) | Gartner survey of 5,728 customers, Jul 2024 |
| 85% | CX leaders who say customers will leave over an issue not resolved on first contact | Zendesk CX Trends 2026, Nov 2025 |
| 81% | Consumers who want agents to continue a conversation without backtracking | Zendesk CX Trends 2026, Nov 2025 |
| 76% | Consumers who would choose a company that allows text, images and video in one thread | Zendesk CX Trends 2026, Nov 2025 |
| 95% / 37% | Consumers who expect an explanation for AI decisions / companies that offer any reasoning | Zendesk CX Trends 2026, Nov 2025 |
| 30% | Consumers who would pick an AI agent over a person for faster service | Salesforce State of the AI Connected Customer, Oct 2024 |
| Nearly 75% | Consumers who want to know when they are talking to an AI agent | Salesforce State of the AI Connected Customer, Oct 2024 |
The customer side has softened but kept one firm condition. Gartner's December 2023 survey found 64% would prefer companies not use AI in service. By 2026, half said GenAI made service easier. Through both surveys, the dealbreaker stayed the same: being trapped with a bot. 87% now say a human option is essential.
Zendesk's CX Trends 2026 adds what good looks like: continuity (81% want to pick up where they left off), multimodal help (76% want text, images and video in one thread) and explainability (95% expect a reason for an AI decision, while only 37% of companies give one). A clean human handoff that carries the conversation history covers the first two. Disclosure and reasoning cover the third; see AI chatbot disclosure rules.
AI and customer service jobs
| Statistic | What it measures | Source |
|---|---|---|
| 20% | Leaders who have reduced agent headcount because of AI (Oct 2025) | Gartner survey of 321 service leaders, Dec 2025 |
| 55% | Leaders with stable staffing while handling higher volume | Gartner survey of 321 service leaders, Dec 2025 |
| 42% | Organizations hiring AI roles such as conversational AI designers and automation analysts | Gartner survey of 321 service leaders, Dec 2025 |
| 85% | Leaders adding new responsibilities to frontline agent roles | Gartner survey of 321 service leaders, Apr 2026 |
| 31% | Leaders who have implemented or plan AI-driven layoffs through 1Q27 | Gartner survey of 321 service leaders, Apr 2026 |
| 63% | Leaders reducing frontline headcount gradually through attrition | Gartner survey of 321 service leaders, Apr 2026 |
| Nearly 80% / 84% | Organizations planning to move agents into new roles / add new frontline skills | Gartner prediction, Mar 2026 |
| 20% less | Time service reps using AI spend on routine cases, about four hours a week | Salesforce State of Service, 7th ed. (6,500 pros), 2025 |
| 71% / 86% | Reps with AI who say it creates growth opportunities / who developed new skills | Salesforce State of Service, 7th ed. (6,500 pros), 2025 |
| 61% | Service leaders with a backlog of knowledge articles to edit | Gartner survey of 187 service leaders, Dec 2024 |
Gartner has surveyed the same question several ways and gets the same answer. Only 20% of leaders had cut headcount because of AI by October 2025. More common is gradual attrition (63%) combined with expanding what each agent does (85%). Gartner's Emily Potosky put it bluntly in March 2026: organizations are not cutting agents because AI is ready to take over, they are cutting agents to fund AI.
Salesforce's rep-level data shows what the remaining work looks like: 20% less time on routine cases, about four hours a week, and a quarter of the week on complex issues for reps with agentic AI. One overlooked number from Gartner deserves attention: 61% of leaders have a backlog of knowledge articles to fix. An AI agent answers from that content, so a stale knowledge base becomes wrong answers at scale. Our guide to fixing a chatbot that gives wrong answers starts there.
Forecasts for AI in customer service
| Statistic | What it measures | Source |
|---|---|---|
| 80% by 2029 | Common service issues agentic AI will resolve with no human, cutting operating costs 30% | Gartner prediction, Mar 2025 |
| 50% by 2027 | Organizations that expected big service workforce cuts that will abandon those plans | Gartner poll of 163 service leaders, Jun 2025 |
| 50% by 2027 | Companies that cut service staff due to AI that will rehire for similar work | Gartner prediction, Feb 2026 |
| 50%+ by 2028 | Customer service organizations doubling technology spend without an equal cut in talent | Gartner prediction, Mar 2026 |
| 95% | Leaders who plan to keep human agents in the model (Mar 2025 poll) | Gartner poll of 163 service leaders, Jun 2025 |
Gartner's forecasts point in two directions at once: very high automation of common issues by 2029, and a reversal of aggressive headcount cuts by 2027. They are compatible. AI absorbs the simple volume while human work shifts to the complex cases and to running the AI itself. The technology spend forecast, over half of service organizations doubling it by 2028, is the cost side of that shift. For the wider spending picture, see conversational AI market statistics.
Where AI customer service happens
AI service is moving off the help center and into messaging. Meta reported more than a billion active threads between people and business accounts every day across its messaging apps, and the Movida and Klarna results above both run in chat. If your customers write to you on WhatsApp, Messenger, Instagram or Telegram, that is where an AI agent earns its keep. Our channel statistics pages cover WhatsApp Business, Messenger and Instagram, Telegram and Discord, and live chat statistics covers website chat speed and satisfaction.
Each channel adds its own constraints, from WhatsApp's 24-hour customer service window to Messenger's message tags. Plan the bot around them, and use the omnichannel strategy only where you can staff the handoff.
Key terms in AI customer service data
| Metric | What it means and how to read it |
|---|---|
| AI agent | Software that understands a request and takes action, such as checking an order or booking a slot, not just answering. |
| Agentic AI | AI that plans and completes multi-step tasks. Salesforce and Gartner use the term for the newest generation of service bots. |
| Deflection rate | Conversations that never reached a person. Freshworks' 83.1% figure uses this measure. |
| Ticket deflection | Support requests prevented because self-service or a bot answered first. |
| First contact resolution | Issues solved in the first conversation. Zendesk found 85% of CX leaders say customers leave when this fails. |
| Human handoff | Passing a conversation from the bot to a person, ideally with the full history. |
| Human in the loop | A person reviews or approves AI actions. It is the design behind most of the workforce figures on this page. |
| AI hallucination | A confident but wrong answer. Stale knowledge articles make it worse. |
How AI customer service changed, in dated steps
- Feb 2024: Klarna's assistant handles two-thirds of its service chats in month one.
- Jul 2024: Gartner's December 2023 survey shows 64% of customers prefer no AI in service.
- Dec 2024: 85% of service leaders plan to explore or pilot customer-facing GenAI in 2025; 61% have a backlog of knowledge articles to fix.
- Mar 2025: Gartner predicts 80% autonomous resolution of common issues by 2029.
- Jun 2025: Gartner predicts half of planned service workforce cuts will be abandoned by 2027; 95% of leaders plan to keep human agents.
- 2025: Salesforce finds AI handles about 30% of cases and AI rises to service leaders' second priority.
- Oct to Dec 2025: Only 20% of leaders report AI-driven headcount cuts; 42% are hiring AI roles.
- 2026: Agentic AI use reaches 66% of service organizations; Freshworks deflection rates jump at every company size; Meta reports over a million businesses using Business Agents weekly.
What the numbers mean by team size
Most of these surveys over-represent large companies. Translating them for smaller teams:
| Team size | What the data suggests | Practical first step |
|---|---|---|
| 1 to 5 agents | Freshworks SMB deflection reached 81.4% in 2026; LiveChat found small businesses answer fastest (31 seconds) | Automate the top ten questions and cover nights and weekends |
| 5 to 50 agents | Mid-market deflection of 86.2%; queue waits and handoffs become the bottleneck | Put the bot in front of live chat and route by topic |
| 50+ agents | Enterprise deflection of 91.5%; Gartner's workforce findings apply directly | Plan redeployment and new roles alongside automation |
For a small team, the goal is coverage without hiring, as described in our guide to an AI receptionist for small business.
Widely quoted numbers we left out, and why
Figures we found but did not include:
| Figure you may see elsewhere | Why it is not in our table |
|---|---|
| McKinsey State of AI survey figures on AI agents | McKinsey's site blocked our access when we checked, so we could not read the numbers on the page ourselves. |
| A 76% average resolution rate for one vendor's AI agent | Cited on vendor pages, but the page we opened showed an older 41% average, so neither went in without a dated primary report. |
| Headcount reduction percentages from layoff announcements | Company layoff news rarely separates AI from other causes; Gartner's surveys ask the question directly, so we used those. |
How we sourced this data
We read every figure on its source page in November 2026 and kept only what we could trace. Survey sizes and dates are part of the source label because a 2023 survey and a 2026 survey are not the same evidence. Vendor benchmarks from Freshworks, Salesforce and Intercom describe their own customer bases; Klarna and Meta figures are self-reported company results.

Turning the data into a plan
If you run a support team, the numbers suggest a sequence:
- Fix the knowledge first. The bot will repeat whatever your articles say. Use the AI knowledge base to load the content you trust and retire the rest.
- Automate the top questions, not everything. Start from your ten most common intents. A template gets you a working flow faster than a blank canvas.
- Design the handoff. Route to a person with the full transcript through live chat and a shared ticket system for anything that cannot be solved live.
- Measure resolution and satisfaction together. Use chatbot analytics and the formulas in our KPI guide.
- Redeploy, do not just cut. The teams with the best results move people to complex work and to tuning the bot.
Conferbot gives small teams the same pieces the large deployments use: AI answers from your content, a no-code builder, handover into one inbox and channels on every plan, Free included. Native integrations with CRMs and helpdesks are on Pro and above; see pricing or start on the free plan.
